VSVOPERATING PERFORMANCE
Better customer operations. Stronger operating economics.
Examine how customers move through service, support and operational workflows, then prioritise changes that can reduce avoidable effort, improve throughput and maintain the quality of customer experience.
01OPERATING PERFORMANCE
The business challenge
Customer-facing operations often grow more expensive as the business expands. Fragmented workflows, manual handoffs, inconsistent knowledge access and poorly integrated systems can increase cost per interaction and weaken service consistency. Selecting new technology without redesigning the work can add complexity rather than remove it.
02OPERATING PERFORMANCE
When this programme is relevant
- Service demand is growing faster than team capacity.
- Repeated customer requests consume disproportionate resources.
- Resolution times and service quality vary across channels.
- Existing tools generate activity but little reliable operational insight.
- AI opportunities exist, but the economic case remains untested.
03OPERATING PERFORMANCE
Programme workstreams
- Baseline and journey analysis
- Map selected customer operations and establish volume, workload, service levels and unit costs.
- Opportunity prioritisation
- Identify unnecessary steps, automation candidates, knowledge gaps and routing changes.
- Solution assessment
- Compare process redesign, existing software and build or partner options based on feasibility and economics.
- Pilot coordination
- Define acceptance criteria, organise delivery responsibilities and track a controlled rollout.
- Measurement and rollout decision
- Compare measured performance with the baseline and evaluate expansion conditions.
- 01Current workflow
- 02Baseline unit cost
- 03Prioritised changes
- 04Controlled pilot
- 05Measured workflow
04OPERATING PERFORMANCE
Deliverables
Workflow assessment, quantified opportunity hypotheses, a prioritised change roadmap, scoped pilot specification, measurement framework and delivery review. Technical implementation is explicitly scoped and may involve internal teams or specialist vendors.
05OPERATING PERFORMANCE
Measures of success
Cost per interaction, first contact resolution, processing time, SLA performance, customer satisfaction, staff utilisation and total cost-to-serve. Improving one measure must not conceal deterioration in service quality.
06OPERATING PERFORMANCE
Example of a decision, not a promised result
A client may compare three options for repetitive service requests: redesigning the intake process, deploying existing AI-enabled tooling or building a custom workflow. The preferred option is determined by actual costs, accuracy requirements, security constraints and adoption readiness.
07NEXT STEP
First engagement
A focused assessment of two or three selected workflows establishes which interventions are economically justified and what information is missing.
